The fastest way to make customers hate your chatbot is to make it impossible to reach a person. A good chatbot human handoff is not a sign that the bot failed. It is part of the job: the assistant answers what it can answer correctly and passes the rest to someone who can decide. This article covers when an AI assistant in an online store should hand over, what a good handover looks like on both sides, and the mistakes to avoid.

## Why handover matters more than the bot's answers

Customers are wary of AI in support, and the reason is specific. In a Gartner survey of 5,728 customers conducted in December 2023 ([as reported by Insurance-Canada.ca](https://insurance-canada.ca/2024/07/15/gartner-survey-ai-for-customer-service/)), 64% said they would prefer companies did not use AI for customer service, and 53% said they would consider switching to a competitor if they found out a company was going to. Their top concern was that AI would make it harder to reach a person. Gartner's own advice was that a chatbot should tell the customer it will connect them with an agent when it cannot solve the problem.

The US Consumer Financial Protection Bureau described the opposite in its [2023 report on chatbots in consumer finance](https://www.consumerfinance.gov/data-research/research-reports/chatbots-in-consumer-finance/chatbots-in-consumer-finance/): customers stuck in loops of repetitive, unhelpful answers with no way to reach a human, usually when the problem went beyond what the bot could do. Banks are not online shops, but the lesson carries over. A bot without an exit costs more trust than it saves time.

So the question is not whether your assistant should hand over. It is when, and how cleanly.

## When should a chatbot hand over to a human?

Handover rules should be simple and written down. Here are the situations where a person should take the conversation, and the reason for each.

### 1. The customer asks for a person

"Can I talk to a manager?" is not a request to negotiate with. If someone asks for a human, the bot should say a person will reply and pass the chat on. Trying to keep them "for one more question" is exactly what the Gartner respondents feared.

### 2. A complaint or a dispute

Complaints, refund disputes, return or warranty arguments. These need judgement, empathy and often an exception to the rules. A bot reciting the returns policy to an angry customer makes things worse.

### 3. Wholesale, bulk orders and special prices

"Can I get a discount for 50 units?" "Do you work with companies?" The answer depends on your margins and the customer, not on your feed. It is also a valuable lead for the shop. A person should take it.

### 4. A damaged or wrong delivery

"The parcel arrived broken." "You sent the wrong colour." Someone has to look at the order, decide on a replacement or refund, and talk to the carrier.

### 5. Questions about an order already placed

"Where is my order?" "Can I change the delivery address?" This needs access to your order system and often an action in it. A shopping assistant that answers from the catalog should not pretend to know.

### 6. The question cannot be answered from your data

A comparison the catalog does not support, a spec nobody wrote down, a special case. The assistant should say it does not have that information. If the customer still needs an answer, a person should give it, not a guess.

### 7. The conversation is going in circles

A very long dialog is often a sign that something is wrong: the customer is not getting what they need. At some point a person should step in.

## When a chatbot should not hand over

Handing over everything is also a failure. Your managers end up doing the same work plus reading bot transcripts. Some cases do not need a person:

- **The product is not in the catalog.** "We don't sell that" is a correct and useful answer. An empty search is not a reason to page a manager.
- **The question is off-topic.** Weather, homework, jokes. A polite "I can only help with this shop" is enough.
- **Spam and abuse.** These should be refused, not escalated. After repeated abuse the bot can simply stop replying in that dialog.

## Chatbot human handoff: what a good handover looks like

For the **customer**, a handover should feel like the same conversation continuing:

1. The bot says clearly that a manager will reply, in this same chat.
2. The customer does not have to repeat anything or move to another channel.
3. When the manager replies, they already know what was said.

For the **manager**, a handover should arrive with context:

1. A notification, by email or in the dashboard, that a customer needs a person.
2. The whole conversation, not just the last message.
3. A way to take over the chat so the bot stops answering, and to give it back afterwards.

The last point is easy to miss. If the bot keeps talking while a manager is negotiating a refund, the customer gets two voices and possibly two different answers.

## How handover works in Vendigit

Vendigit's assistant hands over in the situations above: a request for a person, complaints and disputes about refunds, returns or warranty, wholesale or custom prices, damaged or wrong deliveries, and questions about orders already placed. Very long dialogs are handed over too. An empty product search is explicitly not a reason to hand over.

When it happens:

- The dialog gets the status **Handover**. The people you choose in shop settings get an email that a customer needs a person, with a link to the dialog. The customer's message in that email is masked, so card numbers or phones do not end up in your inbox.
- Even with nobody chosen, the dialog shows up in the dashboard under "Needs a manager".
- A manager can reply in the dialog or **take it over**. While a dialog is taken over, the assistant stays silent on every channel, website and Telegram alike.
- When the manager **returns** the dialog, the assistant continues with full context, including what the manager said, so it does not contradict a promise a person made.

Spam, abuse and off-topic messages are refused. After repeated refusals the assistant steps back from that dialog without paging your managers, and your team can still read it and reply. More on this in [our article on the most common customer questions](/journal/common-customer-questions-online-store), which shows which question groups usually end in a handover.

On the Starter plan the shop owner handles handovers. Growth and above add team members, so several managers can share the work. See [the plans](/pricing).

## How to set up your handover rules

1. **Name the people.** Decide who receives handovers. On a small shop that is the owner; on a team, the managers on shift.
2. **Agree on a response time.** A handover that waits until morning is still a slow reply. The cost of slow replies is covered in our [pillar article](/journal/cost-of-slow-replies-online-store).
3. **Write the policies down.** Every policy that exists only in a manager's head becomes a handover. Put delivery, returns and warranty terms on your site.
4. **Review handovers weekly.** If the same question keeps getting handed over, either write the answer down or accept that it needs a person.
5. **Use take over for anything sensitive.** Refunds and complaints are best handled with the bot paused.

## FAQ

### What is chatbot human handoff?

It is the moment a chatbot passes a conversation to a person, ideally in the same chat and with the full history, so the customer does not have to start again.

### Will customers know they are talking to a bot?

They should. Being open about it and offering a person when needed is what builds trust, according to the Gartner research above.

### What happens if a handover comes in at night?

The customer is told a manager will reply in the same chat, and the dialog waits in your dashboard. Meanwhile the assistant keeps answering other customers' product and delivery questions.

### Do website and Telegram handovers land in different places?

No. Dialogs from the website widget and from Telegram land in the same inbox in the Vendigit dashboard, each marked with its source, with the same handover and take-over controls. Telegram is available on Growth and above.
